Return Policy Exception Review

Customer De-escalation Training

Module: Return Policy Exception Review

Activity: Available Exceptions

Goal: Help customers feel heard while applying return exception rules consistently, objectively, and respectfully.

Key Guidelines

  • Stay calm, professional, and respectful throughout the interaction.
  • Listen fully before explaining policy or exception options.
  • Review the customer’s request using the current approved return policy and system options.
  • Confirm required information, such as item details, purchase information, dates, and documentation.
  • Offer only exceptions that are authorized and available for the situation.
  • Do not promise an exception before eligibility is confirmed.
  • If more information is needed, clearly explain what is missing and what the customer should provide.
  • If an exception is not available, explain the decision respectfully and provide any approved alternatives.
  • Document the decision and reason clearly when required.

Use a De-escalation Structure

  1. Acknowledge: “I understand this is frustrating.”
  2. Clarify: “Let me review the purchase details and available options.”
  3. Evaluate: Check eligibility, documentation, and approved exception paths.
  4. Explain: State what can or cannot be done in clear, respectful language.
  5. Close: Confirm next steps and thank the customer for their patience.

Decision Reminders

  • Be consistent: similar situations should be reviewed the same way.
  • Be specific: explain exactly what information supports or prevents the exception.
  • Be respectful: avoid blame, judgment, or dismissive language.
  • Be accurate: follow approved policy and do not change eligibility rules unless permitted.

Sample Language

When more information is needed: “Thank you for explaining the situation. To review available options, I need the purchase details and any supporting information you have.”

When an exception is available: “Based on the information provided, this option is available. I’ll explain the next steps.”

When an exception is not available: “I’m sorry, but this request does not meet the requirements for an exception. Here are the options that are available.”
